September was the first full month with WhatsApp and the mailbox routed through the desk, so it is the first month we can show on every channel. The number we are least proud of is the median first reply on a new WhatsApp thread: close to seven hours. Less than half of new threads got a human reply within the hour. That is what the agent’s drafts and the review tap are for, and it is the figure we will be watching next month.

How each figure is counted

The rules, in words.

A number without its rule is a claim. These are the rules; the script that applies them is in the product's codebase and does not change between months without a note here.

WhatsApp
New conversations: the first message from a customer number in the month, stamped once per thread when it arrives. Later messages on the same thread are not enquiries.
Email
Inbound mail in the month, minus spam and bulk, minus imported history, minus machine senders (no-reply, notifications, mailer-daemon).
Website
Form enquiries that were not spam, plus people who priced a trip on the site: one per visitor, not per quote. Headless browsers, crawlers and link-preview fetchers are left out, and so is our own team’s traffic, by the same rule the panel uses.
First reply
On the month’s new WhatsApp threads that got a reply from a person: the minutes from the customer’s first message to that reply. The median, not the mean. An automatic acknowledgement does not count as a reply.
Within 1 h
The share of those first replies that came within sixty minutes.
Quote → booking
Of the visitors who priced a trip, the share that made a booking carrying one of their quote references. Bookings made by phone or by hand are not credited to a quote.
Night enquiries
Enquiries on all three channels that arrived between 22:00–06:59 Frankfurt time. "Answered" means the WhatsApp thread got a reply from a person at any time afterwards.
Snapshot
Each month is computed once, shortly after it ends, from the live database, then stored. The raw rows are deleted or anonymised by retention after 90 to 180 days, so a figure is never recomputed and never quietly changes.
